2、為顧客提供舒適的旅游環(huán)境的最佳途徑。1 餐飲服務(wù)質(zhì)量 一個(gè)在經(jīng)營上獲得成功的餐廳,除了管理水平高、地理位置好、就餐環(huán)境優(yōu)美、經(jīng)營規(guī)模適度、經(jīng)營策略靈活、食品飲料適銷對(duì)路等因素外,更重要的是該餐廳的服務(wù)質(zhì)量好。服務(wù)質(zhì)量好的標(biāo)志是為顧客提供使人心情舒暢的服務(wù)態(tài)度,高于他人的服務(wù)技巧和規(guī)范而優(yōu)雅的服務(wù)方式。 服務(wù)質(zhì)量就是指服務(wù)能滿足服務(wù)需求的特性的總和。這里所說的服務(wù)是包含由餐廳為顧客所提供的有形產(chǎn)品和無形產(chǎn)品。而服務(wù)需求是指被服務(wù)者即顧客的需求。餐廳顧客的需求既有物質(zhì)方面的,也有精神方面的,具體反映在顧客對(duì)食品飲料的價(jià)格、質(zhì)量、衛(wèi)生和服務(wù)是否及時(shí)、周到、熱情、禮貌等要求上。 我們的服務(wù)工作能否滿足

3、顧客的需求,很大程度上取決于進(jìn)行服務(wù)工作的人的水平和能力的發(fā)揮。即是由服務(wù)工作質(zhì)量所決定的。服務(wù)需求質(zhì)量反映了顧客的要求。服務(wù)工作質(zhì)量反映了為保證和提高需求質(zhì)量而進(jìn)行各方面工作的水平或能力。前者與后者的緊密結(jié)合構(gòu)成了服務(wù)質(zhì)量的完整概念。2 提高服務(wù)質(zhì)量的意義提高餐飲服務(wù)質(zhì)量,把精湛的烹飪技術(shù)與完美的服務(wù)藝術(shù)有機(jī)的結(jié)合,是餐廳贏得信譽(yù)的根本所在。在餐飲管理工作中確保制作質(zhì)量和服務(wù)質(zhì)量具有十分重要的意義。 2.1 服務(wù)質(zhì)量是飯店的生命線 所謂服務(wù)標(biāo)準(zhǔn)包括:設(shè)備設(shè)施水準(zhǔn)、服務(wù)水準(zhǔn)、管理水準(zhǔn)。而這三個(gè)水準(zhǔn)的高低與服務(wù)質(zhì)量的優(yōu)劣有著相同的內(nèi)涵。事實(shí)上,國內(nèi)外許多飯店的良好聲譽(yù)與經(jīng)營成功,無一不是靠飯店自

4、身的服務(wù)質(zhì)量所創(chuàng)造出來的。服務(wù)質(zhì)量關(guān)系到國家和企業(yè)的聲譽(yù),關(guān)系到客源,關(guān)系到企業(yè)經(jīng)濟(jì)效益和經(jīng)營的成功。這是當(dāng)今旅游業(yè)特別重視服務(wù)質(zhì)量的重要原因j 2.2 提高服務(wù)質(zhì)量是競爭的需要 隨著旅游業(yè)的發(fā)展,我國飯店也如雨后春筍般地建立起來。大家都處于同一個(gè)旅游市場,因此進(jìn)行著激烈的競爭,所有飯店競爭的惟一目的是吸引賓客,增加經(jīng)濟(jì)收益。 競爭包含著不同的方面和不同的內(nèi)容。它可以在地理位置、外觀裝飾、宣傳廣告方面進(jìn)行,也可以在服務(wù)項(xiàng)目、商品推銷、價(jià)格優(yōu)惠等方面進(jìn)行。但無論如何,飯店的競爭以質(zhì)量競爭為首。誰能夠?yàn)橘e客提供全面的最佳服務(wù),誰就能取得優(yōu)勢地位,誰就能招來更多的賓客。 旅游飯店的餐飲部門除了為住店

5、賓客提供膳食和服務(wù)外,更多的服務(wù)對(duì)象是入店顧客,即本地區(qū)的非住店賓客。這些賓客雖然消費(fèi)層次不同,但都是宴會(huì)和零餐的最大顧主,他們?yōu)椴蛷d經(jīng)營帶來了相當(dāng)數(shù)量的收入。 人店顧客在年齡、職業(yè)、經(jīng)濟(jì)收入、教育水平、民族、宗教信仰、生活習(xí)慣上差異很大。分析顧客的消費(fèi)心理,影響他們的選擇,從而有效地進(jìn)行銷售活動(dòng),都有賴于服務(wù)質(zhì)量的好壞。誰能夠吸引住人店顧客,誰就能在競爭中穩(wěn)操勝券,取得成功。因此,不斷提高服務(wù)質(zhì)量,不僅是競爭的需要,而且是在激烈的競爭中取勝所必備的重要條件。 2.3 服務(wù)質(zhì)量的優(yōu)劣是判斷管理水平的重要標(biāo)志 飯店管理的目標(biāo)是利用本單位的人力資源、物資資源和信息資源為賓客提供第一流的服務(wù),為國家

6、賺取利潤和外匯,并訓(xùn)練和培養(yǎng)一批高水準(zhǔn)的從業(yè)人員和管理人才。 飯店的人力資源是最重要的資源。這是因?yàn)榻?jīng)營管理是一項(xiàng)復(fù)雜細(xì)致的工作,而服務(wù)員的勞動(dòng)對(duì)象是人不是物,商品僅僅是飯店顧客之間的中介物。我們說的:飯店生產(chǎn)的商品最終是人對(duì)人的工作,這就是服務(wù)。有良好的服務(wù)才能招來并留住顧客,而顧客是企業(yè)生存和發(fā)展的基礎(chǔ)和條件。被譽(yù)為“飯店之父”的斯塔特勒就:“飯店出售的商品只有一個(gè),那就是服務(wù)?!币虼耍埖旯芾碚呖偸窃陂_發(fā)人力資源上花大力氣、下大功夫做好工作。飯店工作以提高服務(wù)質(zhì)量為中心。要提高服務(wù)質(zhì)量,必須使管理的各種職能充分發(fā)揮作用并互相配合才能達(dá)到目的。服務(wù)質(zhì)量的提高有賴于計(jì)劃、業(yè)務(wù)、設(shè)備、物資、人

7、事、財(cái)務(wù)等方面工作的配合,所以說服務(wù)質(zhì)量是飯店管理的綜合反映,從服務(wù)質(zhì)量的優(yōu)劣上,可以判斷飯店管理水平的高低。3 餐飲服務(wù)質(zhì)量的內(nèi)容 我們知道,酒店出售的商品有別于一般市場上的商品。它是通過固定的有形設(shè)施和服務(wù)員熱情周到的無形服務(wù)相結(jié)合來體現(xiàn)其價(jià)值的。 在有形設(shè)施上,要為顧客提供優(yōu)美、舒適的就餐環(huán)境,質(zhì)價(jià)相符的精美膳食;在無形的服務(wù)上,則在“情”字上下功夫,作到熱情、友好、好客、相助。有形設(shè)施和精美食品雖然是為顧客提供的基本物質(zhì)基礎(chǔ),然而要提供一流水平的服務(wù),則只有通過服務(wù)員的精心工作、熱情服務(wù)和熟練的服務(wù)技術(shù)技巧去體現(xiàn)和完成。 3.1 餐飲服務(wù)質(zhì)量的特點(diǎn) 服務(wù)是無形的,無法象有形產(chǎn)品那樣定出

8、一系列數(shù)量化的標(biāo)準(zhǔn)。但我們可以根據(jù)顧客對(duì)酒店服務(wù)的共同的、普遍的要求對(duì)服務(wù)質(zhì)量的特點(diǎn)進(jìn)行分析,進(jìn)而有針對(duì)性地采取相應(yīng)措施,加強(qiáng)管理,實(shí)現(xiàn)優(yōu)質(zhì)服務(wù)。一般認(rèn)為,服務(wù)質(zhì)量有下述四個(gè)顯著特性。 (1)綜合性 餐飲服務(wù)是一個(gè)精細(xì)復(fù)雜的過程,而服務(wù)質(zhì)量則是餐飲管理水平的綜合反映。它的實(shí)現(xiàn)有賴于餐飲計(jì)劃、餐飲業(yè)務(wù)控制、設(shè)備、物資、勞動(dòng)組合、餐飲服務(wù)人員的素質(zhì)、財(cái)務(wù)等多方面的保證。 (2)短暫性 餐飲產(chǎn)品現(xiàn)生產(chǎn)、現(xiàn)銷售,生產(chǎn)與消費(fèi)幾乎同時(shí)進(jìn)行。短暫的時(shí)間限制對(duì)餐飲管理及餐飲工作人員的素質(zhì)是一個(gè)考驗(yàn)。能否在短暫的時(shí)限內(nèi)很好地完成一系列工作任務(wù),也是對(duì)服務(wù)質(zhì)量的一種檢驗(yàn)。 (3)關(guān)聯(lián)性(也稱協(xié)調(diào)性) 從飲食產(chǎn)品生

9、產(chǎn)的后臺(tái)服務(wù)到為賓客提供餐飲產(chǎn)品的前臺(tái)服務(wù)有眾多環(huán)節(jié),而每個(gè)環(huán)節(jié)的好壞都關(guān)系到服務(wù)質(zhì)量的優(yōu)劣。這眾多的工序與人員只有通力合作、協(xié)調(diào)配合,發(fā)揮集體的才智與力量,才能夠保證實(shí)現(xiàn)優(yōu)質(zhì)服務(wù)。 (4)一致性這里說的一致性是指餐飲服務(wù)與餐飲產(chǎn)品的一致性。質(zhì)量標(biāo)準(zhǔn)是通過制定服務(wù)規(guī)程這個(gè)形式來表現(xiàn)的,因此服務(wù)標(biāo)準(zhǔn)和服務(wù)質(zhì)量是一致的。即產(chǎn)品質(zhì)量、規(guī)格標(biāo)準(zhǔn)、產(chǎn)品價(jià)格與服務(wù)態(tài)度均保持一致。 3.2 餐飲服務(wù)質(zhì)量的內(nèi)容 餐飲服務(wù)質(zhì)量包含兩方面的內(nèi)容,即餐廳的設(shè)施條件和服務(wù)水平。這里著重討論服務(wù)質(zhì)量的無形內(nèi)容。 根據(jù)賓客需要配齊和增添新的設(shè)備,改善就餐條件,美化就餐環(huán)境和就餐氣氛是提供餐飲服務(wù)和提高餐飲服務(wù)質(zhì)量的物質(zhì)基

10、礎(chǔ)。而服務(wù)水平則是檢驗(yàn)服務(wù)質(zhì)量的重要內(nèi)容。餐飲服務(wù)水平主要包括:禮節(jié)禮貌,服務(wù)態(tài)度,清潔衛(wèi)生,服務(wù)技能技巧,服務(wù)效率等方面。 (1)禮節(jié)禮貌 禮節(jié)禮貌在整個(gè)服務(wù)工作中是很重要的。 禮貌是人與人之間在接觸交往中,相互表示敬重和友好的行為規(guī)范,它體現(xiàn)了時(shí)代的風(fēng)格與道德品質(zhì)。禮節(jié)是人們?cè)谌粘I詈徒浑H場合中,相互問候、致意、祝愿、慰問以及給予必要的協(xié)助與照料的慣用形式。禮節(jié)是禮貌的具體表現(xiàn)。 飯店中的禮節(jié)禮貌,則是通過服務(wù)人員的語言、行動(dòng)或儀式來表示對(duì)賓客的尊重、歡迎、感謝和表達(dá)謙遜、和氣、崇敬的態(tài)度和意愿。 一個(gè)優(yōu)秀的餐廳服務(wù)員要注重儀容儀表,服裝發(fā)型,使用敬語,講究形體動(dòng)作、舉止合乎規(guī)范。要時(shí)時(shí)

11、、事事、處處表現(xiàn)出彬彬有禮,和靄可親,友誼好客的態(tài)度,給賓客一種如歸之感。 (2)服務(wù)態(tài)度 整個(gè)餐飲銷售過程,從迎賓到就餐,直到送走賓客,自始至終一直伴隨著服務(wù)員的服務(wù)性勞動(dòng)。作為服務(wù)員,不僅要擔(dān)任出售食品的技術(shù)性勞動(dòng),還要把服務(wù)性勞動(dòng)作為本身主要的職責(zé)。 服務(wù)員為顧客服務(wù)的過程,首先是從接待開始的。通常顧客對(duì)服務(wù)員的印象先來自服務(wù)員的外表,再來自服務(wù)員的語言、手勢、舉止等。服務(wù)員要用良好的服務(wù)態(tài)度去取得顧客的信任與好感,從雙方開始接觸就能建立起友善的關(guān)系。因此,我們說良好的服務(wù)態(tài)度是進(jìn)一步作好服務(wù)工作的基礎(chǔ),是貫徹“賓客第一”和員工有無“服務(wù)意識(shí)”的具體表現(xiàn)。 在飯店管理中特別注重處處體現(xiàn)出

12、“服務(wù)意識(shí)”,并且不斷地灌輸給所有員工,使之形成一種思想,一種下意識(shí),并融人職業(yè)習(xí)慣,作為工作中的指南。 要遵循顧客的心理規(guī)律,采取相應(yīng)的服務(wù)措施,從而保證服務(wù)質(zhì)量的不斷提高。 在餐廳工作中,要體現(xiàn)良好的服務(wù)態(tài)度應(yīng)做到以下幾點(diǎn): 微笑,問好,最好能重復(fù)賓客的名字。 主動(dòng)接近賓客,但要保持適當(dāng)距離。 含蓄、冷靜,在任何情況下都不急躁。 遇到賓客投訴時(shí),讓他發(fā)泄。最好是請(qǐng)其填寫賓客意見書。如果事實(shí)證明是我們錯(cuò)了,應(yīng)立即向賓客道歉并改正。 遇有賓客提出無理要求或賓客錯(cuò)了,只需向賓客解釋明白,不要要求賓客認(rèn)錯(cuò),堅(jiān)持體現(xiàn)“賓客總是對(duì)的”。 了解各國各階層人士的不同心理特征,提供針對(duì)性服務(wù)。 在時(shí)間上、方

13、式上處處方便賓客,并在細(xì)節(jié)上下功夫,讓賓客感到服務(wù)周到。 希爾頓酒店聯(lián)號(hào)的創(chuàng)始人希爾頓先生的治業(yè)三訓(xùn)勤奮、自信、微笑中,對(duì)服務(wù)態(tài)度是十分重視的。而馳名世界的麥克唐納快餐聯(lián)號(hào)的總裁克拉克先生,把“微笑、熱情、干凈”看作是“達(dá)到企業(yè)旺盛的訣竊”。 這些成功者的經(jīng)驗(yàn),應(yīng)該給我們以深刻的啟迪。 (3)清潔衛(wèi)生 餐飲部門的清潔衛(wèi)生工作要求高,體現(xiàn)著經(jīng)營管理水平,是服務(wù)質(zhì)量的重要內(nèi)容,必須認(rèn)真對(duì)待。首先要制定嚴(yán)格的清潔衛(wèi)生標(biāo)準(zhǔn),這些衛(wèi)生標(biāo)準(zhǔn)包括: 在廚房生產(chǎn)布局方面,應(yīng)有保證所有工藝流程符合法定要求的衛(wèi)生標(biāo)準(zhǔn); 餐廳及整個(gè)就餐環(huán)境的衛(wèi)生標(biāo)準(zhǔn); 各工作崗位的衛(wèi)生標(biāo)準(zhǔn); 餐飲工作人員個(gè)人衛(wèi)生標(biāo)準(zhǔn)。 其次,要制

14、定明確的清潔衛(wèi)生規(guī)程和檢查保證制度。清潔衛(wèi)生規(guī)程要具體地規(guī)定設(shè)施、用品、服務(wù)人員、膳食飲料等在整個(gè)生產(chǎn)、服務(wù)操作程序中各個(gè)環(huán)節(jié)上為達(dá)到清潔衛(wèi)生標(biāo)準(zhǔn)而在方法、時(shí)間上的具體要求。 在執(zhí)行清潔衛(wèi)生制度方面,要堅(jiān)持經(jīng)常和突擊相結(jié)合的原則,做到清潔衛(wèi)生工作制度化,標(biāo)準(zhǔn)化,經(jīng)?;?(4)服務(wù)技能技巧與服務(wù)效率 服務(wù)員的服務(wù)技能和服務(wù)技巧是服務(wù)水平的基本保證和重要標(biāo)志。如果服務(wù)人員沒有過硬的基本功,服務(wù)技能技巧不高,那么,既使你的服務(wù)態(tài)度再好,微笑得再甜美,賓客也只會(huì)熱情而有禮貌地拒絕。因?yàn)椋櫩蛯?duì)這種沒有服務(wù)質(zhì)量和實(shí)際內(nèi)容的空洞服務(wù)是不需要的。 服務(wù)效率是服務(wù)工作的時(shí)間概念,是提供某種服務(wù)的時(shí)限。它不但

15、反映了服務(wù)水平,而且反映了管理的水平和服務(wù)員的素質(zhì)。它是服務(wù)技能的體現(xiàn)與必然結(jié)果。 消費(fèi)心理表明,就餐顧客對(duì)等候是最感到頭痛的事情。等候會(huì)抵消我們?cè)谄渌?wù)方面所作出的努力,稍長時(shí)間的等候,甚至?xí)刮覀兦肮ΡM棄。 、 為此,在服務(wù)中一定要講究效率,盡量縮短就餐賓客的等候時(shí)間??s短候餐時(shí)間,是客我兩便的事情,顧客高興而來,滿意而去,餐廳的餐位利用率提高,營業(yè)收入增加。 餐飲部門有必要對(duì)菜食烹制時(shí)間、翻臺(tái)作業(yè)時(shí)間、顧客候餐時(shí)間作出明確的要求和規(guī)定,并將其納入服務(wù)規(guī)程之中。在服務(wù)人員達(dá)到一定的時(shí)限標(biāo)準(zhǔn)后,再制定新的、先進(jìn)合理的時(shí)限要求來確定效率標(biāo)準(zhǔn)。餐廳應(yīng)該把盡量減少甚至消滅等候現(xiàn)象作為服務(wù)質(zhì)量的一

16、個(gè)目標(biāo)來實(shí)現(xiàn)。4 餐廳主管的管理職能 在飯店中介于部門經(jīng)理和領(lǐng)班之間的主管有多種稱呼,有的飯店叫管理員,有的飯店叫總領(lǐng)班。有的飯店又把主管叫做餐廳主任或餐廳經(jīng)理。餐廳主管的任務(wù)是在餐飲部經(jīng)理領(lǐng)導(dǎo)之下,負(fù)責(zé)餐廳的日常工作。 根據(jù)飯店的等級(jí)和規(guī)模,餐飲部一般設(shè)置一名或多名主管。設(shè)置主管的原則是:凡已形成一定經(jīng)營規(guī)模,服務(wù)人員多于一個(gè)班組,而又要獨(dú)立工作的地方如餐廳、咖啡廳、宴會(huì)廳、自助餐廳、夜總會(huì)、廚房等部門,都可以設(shè)置主管。主管在組織系統(tǒng)中是一個(gè)承上啟下,連結(jié)管理與服務(wù)的重要角色,其管理職能有以下幾個(gè)方面。 1、督導(dǎo) 督導(dǎo)、指導(dǎo)員工按規(guī)程完成接待任務(wù)。督導(dǎo)的面很廣,從接待服務(wù)規(guī)格到員工的儀表儀容

17、,從清潔衛(wèi)生到工作紀(jì)律都在其管轄范圍之內(nèi)。優(yōu)秀的主管是在不間斷的巡視之中實(shí)現(xiàn)這一管理職能的。 2、溝通 主管是飯店的基層干部,在顧客面前他們代表飯店,在員工面前他們代表上級(jí)主管,在上級(jí)主管面前他們則代表著員工。主管是飯店管理體系中一個(gè)非常重要的角色。因此,主管必須具有善處人際關(guān)系,處事應(yīng)變的能力和解決日常業(yè)務(wù)中突發(fā)事件的能力。 3、協(xié)調(diào) 餐廳的工作與其它部門密切相關(guān)。餐廳為了促進(jìn)銷售和業(yè)務(wù)發(fā)展,需要得到如廚房、前廳、客房、工程維修等部門的配合與支持。因此,餐廳主管必須具有較好的橫向聯(lián)系能力和協(xié)調(diào)能力。 4、計(jì)劃與實(shí)施 餐廳主管配合餐飲部經(jīng)理擬定各項(xiàng)計(jì)劃,并負(fù)責(zé)具體的組織實(shí)施。主管要合理調(diào)度和安

18、排員ti作,組織并領(lǐng)導(dǎo)餐廳接待服務(wù),為貫徹飯店和高層主管的經(jīng)營決策,為執(zhí)行飯店的各項(xiàng)規(guī)章制度與員工一起工作在第一線,對(duì)所有工作都應(yīng)作出具體的安排。 5、控制餐廳主管的控制職能主要表現(xiàn)在:掌握餐廳各項(xiàng)業(yè)務(wù)工作,并使之按程序、按規(guī)格正常地開展和進(jìn)行;對(duì)開餐前后各環(huán)節(jié)的人力資源、物資和經(jīng)營信息進(jìn)行支配、節(jié)制和調(diào)節(jié);對(duì)違犯服務(wù)規(guī)程和店規(guī)店紀(jì)的人與事進(jìn)行糾正和處理,確保為顧客提供優(yōu)質(zhì)服務(wù)。 6、培訓(xùn) 飯店的培訓(xùn)工作,宏觀上由培訓(xùn)部負(fù)責(zé),但對(duì)服務(wù)員的培訓(xùn)更多地是由部門自己進(jìn)行。主管就是培訓(xùn)員工的教師,他應(yīng)該懂得培訓(xùn)的方法,對(duì)服務(wù)知識(shí)(knowlede),服務(wù)態(tài)度(mltude),服務(wù)技巧(skill),職
